We are sorry to hear that you believe your order has not been delivered and, more importantly, that you feel you have received no help from us.

We would like to respond clearly, both to you and to any customer reading this review, because there is a proper process we follow whenever a parcel is reported as missing or a customer tells us that an item showing as delivered has not been received.

When a delivery issue is reported to us, we first check all of the information available from the carrier. Depending on the service, this can include the full tracking history, delivery photograph, GPS delivery location, delivery notifications and, where applicable, signature information.

Where the tracking shows the parcel as delivered but the customer cannot locate it, we will ask them to check with other members of the household, neighbours or any nominated safe place and we will review the available delivery evidence.

That does not mean that we simply tell a customer “it has been delivered” and walk away.

If the parcel still cannot be located, we continue to deal with the matter and, where appropriate, raise it with Royal Mail. Like every retailer using a delivery company, we must follow the carrier’s investigation and claims procedure and the required timescales before an item can formally be treated as lost.

For Royal Mail Tracked services, for example, a loss claim cannot normally be processed until the required period after the expected delivery date has passed.

We then provide Royal Mail with the relevant information available to us, including the customer’s report that the parcel has not been received, and ask them to investigate.

If Royal Mail confirms that a parcel has genuinely been lost, we work with the customer to resolve the matter appropriately.

If Royal Mail maintains that the parcel was delivered and provides supporting delivery evidence, we also have to take that evidence into account. We cannot responsibly ignore a delivery photograph, GPS information, signature or the carrier’s investigation simply because either party would prefer a different outcome.

At the same time, we do not automatically accuse a customer of being dishonest simply because the tracking says “delivered”. We investigate the circumstances.

That is the process we believe is fair to both our customers and our business.

The part of your review that concerns us most is your statement that there was “no help to resolve”.

We take customer communication extremely seriously. Our customer service commitment is to respond within 24 hours, and we would certainly want to investigate any genuine instance where a customer contacted us about a missing parcel and received no response.

Unfortunately, your Trustpilot review does not provide enough information for us to identify your order.

Please provide your order number, or contact us with the name/email address used for the order, and we will trace the order, check the complete correspondence history and review the delivery immediately.

If you contacted our customer service team and we genuinely failed to respond to you, we will acknowledge that openly and put it right.

We cannot promise that a delivery company will never experience a delay, loss or delivery dispute.

What we can promise is that we will not ignore our customers.

We will respond, check the evidence, communicate with the carrier where required, follow the proper investigation process and work towards a fair resolution.

We’re sorry our public response has taken longer than it should have.

We have tried to identify the order referred to here and have also requested further information through Trustpilot, but unfortunately we have not received any details that would allow us to trace the customer or order.

We have also checked our customer-service records extensively, including the previous 12 months, for an order where a customer asked to cancel or return an item and received no response, and we have been unable to find a case matching this review.

We take customer communication very seriously and our normal practice is to respond to customer enquiries promptly. If this review does relate to an order with Trunks & Boxers, please provide the order number or the email address used for the purchase and we will investigate it immediately.
